Moderating Your Way to Trust: Community Management at Scale
Escalation ladders, tone guides, and response SLAs that protect brand equity.
Community management becomes risky at scale because judgement varies between people. Documented ladders and tone rules convert judgement into something that survives staff changes and bad days.
01The escalation ladder
Define four tiers: routine question, dissatisfaction, public complaint with reach, and legal or safety issue. Each tier gets an owner, a response window, and an approval requirement.
The point is to remove the pause where a coordinator wonders whether to involve someone senior.
02Tone rules that travel
Write five sentences your brand would never say and five it always would. This is more portable than adjectives like 'friendly' or 'confident'.
03Service levels worth publishing
Internally commit to first response times by tier and review misses weekly. Response speed correlates with sentiment recovery more strongly than response eloquence.
